Customer Experience in the Pension Industry & Technology

Over the years, I have come to appreciate that customer experience in technology is about much more than responding when something goes wrong.

In pension technology, this matters even more.

As technology partners supporting pension administrators, we may not always interact directly with the end member. However, the systems we build, implement and support have a direct impact on their experience.

A member may never know which software powers their pension administration. But they experience the outcome through the accuracy of their records, the efficiency of transactions, the accessibility of information and how effectively issues are resolved.

That makes technology an important part of the customer experience.

When Complexity Shouldn’t Reach the User

Pension administration is complex. It involves member data, contributions, benefits, calculations, reporting and regulatory requirements.

But complexity behind the scenes should not necessarily mean complexity for the user.

The question should not only be:

“Does the system work?”

It should also be:

“Does the system make the user’s job easier?”

That is where technology and customer experience meet.

When technology works well, it does more than complete a process. It removes friction, supports people in their work and helps pension administrators deliver better service to the members who rely on them.

Every Support Ticket Tells a Story

One thing I have learned from working closely with clients is that a support ticket is rarely just a ticket. Behind every issue is an experience. For Instance:

  • A recurring question may indicate an unclear process.
  • A repeated system issue may point to a product or quality gap.
  • A long resolution time may highlight a workflow or ownership challenge.
  • A frequent enhancement request may reveal an unmet customer need.

Resolving an issue is important. Understanding why it happened is even more valuable.

Because when we look beyond the individual ticket, we begin to see patterns. Those patterns can tell us where customers are experiencing friction and, more importantly, where we have an opportunity to do better.

From Reactive Support to Proactive Partnership

This is why customer experience should go beyond ticket closure.

Customer feedback and support data can become valuable product intelligence, influencing product improvements, training, documentation, testing and future development.

In other words, every customer interaction can teach us something.

The next evolution of customer experience in pension technology is therefore moving from reactive support to proactive partnership.

We should continuously ask:

  • What issues keep recurring?
  • Where are users experiencing friction?
  • What are clients repeatedly asking us to improve?
  • And what can we address before it becomes a bigger customer issue?

These questions help shift the conversation from simply fixing problems to understanding the experiences behind them.
